Building IT service management

The challenge

A nationwide infrastructure organisation faced a task familiar to growing organisations: IT services for thousands of users had to be put on a structured foundation without disrupting ongoing operations. Existing workflows had to be organised, binding standards introduced, and all relevant stakeholders involved, from business units to IT teams.

Without established IT service management, the reliable framework was missing: no consistent service catalogue, no agreed service levels, no uniform processes for incidents and changes. Quality, efficiency, and transparency of IT services depended more on individuals than on solid structures.

Our approach

We started with a structured analysis of existing IT processes and structures. Together with business units and IT teams we identified optimisation potential and defined functional and non-functional requirements as the basis of the ITSM strategy. ITIL set the frame, adapted to the organisation's goals rather than followed like a textbook.

Workshops and requirements alignment were an integral part of the approach: they created transparency between everyone involved and secured acceptance for the new processes before the first tool was evaluated. During implementation we supported tool selection, process adaptation, and integration into the existing IT landscape.

The outcome

The organisation now runs a solid service management, built from the concept phase into daily operations:

Service quality is now measured against defined KPIs, risks are reduced, and continuous improvement is anchored as a process instead of being left to chance.
